Chatbot providers for website and customer service

Define the permitted answer scope

Collect frequent customer questions and separate general information from cases involving personal data. Opening hours and required documents can be handled differently from a complaint, a binding commitment or a contract change. For each group it should be clear whether the bot answers, collects information or hands over to a person.

Check how an answer is presented as well as its content. Customers must be able to see how to reach the responsible person if the information does not help. A contact route that appears only after several unsuccessful dialogues can make handling more difficult.

Check channels and system actions separately

Website, WhatsApp and an internal chat are different points of access. That a provider describes a website chat does not prove an existing messenger integration. Likewise, an answer from a knowledge base, reading an order status and changing an order are different scopes of service.

Have these scopes named individually in the offer. Where an interface already exists, setup, rights and possible limits of use need to be clarified. For a new integration, development and maintenance belong in the calculation.

Have handovers shown with real cases

• A question without a suitable knowledge source: is the gap named clearly?
• A complaint or a sensitive case: how is the right contact reached?
• A switch to an employee: which details and which dialogue are handed over?
• A request outside service hours: which next step is offered?

How to assess the pilot

Use a manageable collection of frequent and difficult customer questions. Your service team checks answer content, source reference and handover. Also record how many questions trigger editorial rework. The number of automatically answered enquiries alone is not a sufficient measure of quality.

Before the start, clarify who maintains content and how changes to offers, prices or processes reach the chatbot. Ongoing responsibility is as much part of the selection as the initial setup.

Plan for costs and ongoing maintenance
